Designing a better WhatsApp enquiry journey

WhatsApp is convenient only when the visitor knows what will happen next and the business has someone responsible for the reply.

Short answer

The useful numbers, with the conditions attached.

  • Choose WhatsApp because it fits the customer journey, not because it is easy to add.
  • Place it alongside, not always instead of, other suitable contact options.
  • Set expectations for response, information and privacy before the message is sent.
01

Decide where WhatsApp is the right next step

WhatsApp can reduce friction when an owner answers short service questions, confirms availability or shares a quick estimate after receiving basic details. It is less suitable as the only route for complex applications, formal documentation or cases where the business needs structured information before responding.

Map the customer’s likely question. A visitor reading a specific service page may need a prompt tied to that service; a visitor on the contact page may need a choice between calling, emailing and messaging. The route should match the decision they have reached, not just repeat a floating icon everywhere.

  • Question the customer is likely to ask
  • Team member or shared process that receives it
  • Alternative route for formal or complex enquiries
  • Service hours and response expectation
02

Use prompts to begin a useful conversation

A pre-filled message can help a visitor explain why they contacted you, but it should be short and editable. Mention the service or page context, then let the customer add the details they consider relevant. Do not use a prompt to collect sensitive or unnecessary information.

The button label should communicate the action plainly. ‘Ask about kitchen fitting’ is clearer than a generic ‘Contact us’ where the page has several communication options. Visitors should recognise that the button opens WhatsApp before they leave the site.

  • Service-specific, editable message
  • Clear button label
  • No request for unnecessary sensitive details
  • A visible fallback contact method
03

Be clear about response and privacy

State realistic response hours if the message is not monitored continuously. A quick note such as ‘We reply during business hours’ is better than implying instant support. If enquiries are handled by several people, agree who takes ownership so customers are not asked to repeat themselves.

Think about the information trail. A customer may assume a business chat is private in ways that do not match the team’s operating setup. Keep access limited to the people who need it, and direct customers to a more suitable channel when a request requires documents or sensitive details.

  • Published business hours
  • Named response owner
  • Internal handoff method
  • Clear route for detailed or sensitive requests
04

Review whether the channel improves the enquiry

Count messages, but also review whether they are relevant and whether the team can answer them on time. If visitors repeatedly ask information already on the page, the page needs a clearer answer. If they abandon after opening WhatsApp, the prompt, offer or response expectation may need work.

Use a simple weekly review with the people receiving messages. Capture recurring questions, unsuitable requests and delays. The best result may be a better service page, clearer starting conditions or a different contact route—not more prominent WhatsApp buttons.

  • Message volume
  • Response time
  • Recurring questions
  • Qualified enquiries and completed follow-up

Common questions

Questions worth settling before you commit.

Should WhatsApp replace a contact form?

Not necessarily. Keep a form or email route when structured information, records or a non-messaging option is useful.

Can I use a floating WhatsApp button?

Yes, if it does not obscure content or important controls and its destination is monitored. Contextual buttons on service pages are often clearer.

What should a pre-filled message say?

Identify the service and invite the visitor to add the detail needed for a first response. Keep it optional and easy to edit.
